بازاندیشی سازه مفهومی کیفیت خدمات خود سرویس الکترونیک بانکی با رعایت اصول اخلاقی برای مصرفکننده آسیبپذیر

چکیده
زمینه و هدف: امروزه بانکها خدمات متنوعی را از طرق مختلف به انواع مشتریان ارائه میدهند که وجود بستر الکترونیکی گامی در راستای اثربخشی بیشتر به این خدمات میباشد. در این پژوهش مقوله خدمات الکترونیک با هدف درک افراد آسیبپذیر از این پدیده و شناسایی عواملی که بر درک آنها از کیفیت خدمات الکترونیک تأثیر داشته و پیامدهای آن با در نظرگرفتن اخلاقیات مورد توجه بوده است.
مواد و روشها: رویکرد پژوهش آمیخته از نوع متوالی ـ اکتشافی میباشد. در بخش کیفی به منظور کشف تجربه زیسته مشارکتکنندگان از پدیدارشناسی هرمنوتیک استفاده شد. 25 فرد سالمند برای انجام مصاحبه عمیق با روش نمونهگیری گلوله برفی انتخاب شدند. در تحلیل دادهها از روش کدگذاری استفاده شده است و شیوه تحلیل دادهها از نوع ترکیبی متوالی میباشد. در بخش کمی، روش توصیفی مبتنی بر معادلات ساختاری است. دادهها از مصرفکننده آسیبپذیر با پرسشنامه، گردآوری و با استفاده از مدلسازی معادلات ساختاری و نرمافزار AMOS برای تحلیل و تبیین مدل به کارگرفته شدند.
ملاحظات اخلاقی: در این پژوهش کلیه اصول اخلاقی صداقت، رضایت، امانتداری و محرمانگی رعایت شده است.
یافتهها: در بخش کیفی با استفاده از روش پدیدارشناسی به مؤلفههای جدیدی در قسمت پیشایندها و ابعاد کیفیت خدمات الکترونیک رسیدیم که شامل تصویر قبلی، سنتگرایی، مسؤولیت اجتماعی، کنشهای احساسی و ارزش کاربرد میباشد و سایر مؤلفههای به دستآمده توسط ادبیات نظری تأیید شدند. فرضیات مبتنی بر الگوی شناساییشده در روش کیفی مورد بررسی قرار گرفت. نتایج حاکی از آن است که مؤلفههای کیفیت خدمات الکترونیک شامل کارایی، پاسخگویی، جذابیت، ارزش کاربرد، اطلاعات، سهولت استفاده و دسترسی، امنیت و حریم شخصی و کنشهای احساسی است. طبق نتایج مدل پژوهش حاضر، نیات رفتاری به صورت معنادار تحت تأثیر پنج مؤلفه کیفیت خدمات الکترونیک با ضرایب مسیر درجشده شامل سهولت استفاده و دسترسی (172/0)، پاسخگویی (150/0)، جذابیت (110/0)، ارزش کاربرد (540/0) و اطلاعات (092/0) میباشد. پدیده اصلی کیفیت خدمات الکترونیک بانکی نیز تحت تأثیر مؤلفههای پیشایند شامل تجربه قبلی، ارتباطات شفاهی، مشارکت مشتری، مسؤولیت اجتماعی، نیازهای فردی، سنتگرایی و تصویر سازمان میباشد.
نتیجهگیری: مصرفکنندگان بالقوه آسیبپذیر، الگوی رفتاری بسیار متفاوتی از سایر مصرفکنندگان این خدمات ندارند، بلکه به علت اقتضای شرایط سنی و شخصیتی موجود در این افراد، متغیرهای تأثیرگذار بیشتری به نسبت مصرفکنندگان عادی در ارزیابی کیفیت خدمات دارند.
